1. Overview and Purpose
Zendesk Copilot is an AI-driven suite designed to streamline support workflows. By utilizing intelligent triage, automated summaries, and procedural guidance, it reduces manual effort for agents and ensures brand consistency across all customer interactions.
2. Administrative Setup & Configuration
To enable Copilot features, administrators must navigate to the Zendesk Admin Center.
Feature Activation: Enable AI features using the "tick-box" interface for low-complexity deployment.
Early Access Programs: Toggle "Early Access" settings to test the latest AI improvements before general release.
Trigger Optimization: Use AI-driven recommendations within the Admin Center to refine ticket triggers and workflow settings.
Brand Tailoring: Configure specific procedures for different brands or product lines to ensure agents receive contextually relevant AI suggestions.
3. Procedural Management (The AI "Brain")
The accuracy of Copilot depends on the quality of internal documentation.
Standard Operating Procedures (SOPs): Store procedures in the internal help center. These are not public-facing but serve as the source material for AI suggestions.
Formatting for AI: Break procedures into clear, stepwise actions. This allows the AI to suggest specific "next steps" and automate status changes.
AI-Assisted Writing: Use external tools (e.g., Gemini) to draft new procedures, then upload them to the internal knowledge base for Copilot to ingest.
Analytics & Refinement: Monitor the Acceptance Rate and Edit Rate of AI suggestions. If agents frequently edit AI-generated text, update the underlying internal SOP.
4. Agent Workflow & AI Tools
Agents should utilize the following features within the ticket sidebar to improve productivity:
4.1 Intelligent Triage
Visual Indicators: View AI-classified Intent, Sentiment, and Language via emojis and confidence scores.
Manual Override: While AI is generally accurate, agents should manually adjust classification if the sentiment or intent is misinterpreted.
4.2 Writing & Communication Tools
Summarization: Use the "Summarize" feature on long email threads to catch up on context quickly.
Enhanced Writing: Use the "Expand," "Shorten," or "Change Tone" tools to refine drafts for professional clarity.
Translation: Translate incoming messages and outgoing replies instantly, ensuring brand-specific terms are excluded from translation to maintain integrity.
4.3 Automated Assistance
Auto Assist: Review AI-generated replies based on internal procedures. Click to approve and send.
Suggested Macros: Utilize AI-recommended macros based on the ticket's context to reduce repetitive typing.
Quick Answers: Use the sidebar to pull AI-generated summaries from help center articles without leaving the ticket.
4.4 Maintenance & Cleanup
Ticket Merging: Look for AI suggestions regarding duplicate tickets from the same requester. Merge these to maintain a single thread of communication.
5. Training and Access Limitations
Currently, certain features are restricted based on account licensing.
Trial Accounts: Be aware that free trial instances may only have access to "Enhanced Writing" tools.
Conceptual Training: If direct access to Copilot is unavailable, focus on mastering the logic of procedure-writing and triage concepts.
Licensing: Full Copilot features require specific paid add-ons. Contact Lané for updates on training instance access.
